Our front desk non-negotiables. These apply every shift.
Guest care
- Walk guests to the restroom instead of pointing, unless you’re the only one at the front desk.
- Keep guests informed when the schedule runs behind. Never leave a guest waiting and guessing.
- Don’t accept “fine” or “okay” when you ask how a visit went. Ask what could have been better, and use the answer to turn the experience around.
What we say
- Never say “No.” Offer a solution instead.
- Instead of “I don’t know,” say “Let me find out for you” or “Let me see what I can do.”
- Instead of “You’re welcome,” say “My pleasure.”
- When a guest asks for something, say “Not a problem.”
Phones
- Never blind-transfer a call. Tell the person receiving it who is calling and why.
Professional conduct
- No gossip at the front desk.
- Never criticize team members or competitors.
- Never show frustration in front of guests, whether by facial expression, cursing or a rude remark.
- Don’t hold personal conversations with coworkers in front of guests.
Appearance and the desk
- Follow the Spa Dress Code at all times.
- Wear soft rubber-soled shoes only, so guests can relax without hearing footsteps.
- No food or gum at the front desk. Eat in the staff room or outside the spa.
Example: A guest arrives 25 minutes late for a full facial. Instead of saying no, offer options: “I can offer you an express facial today, or we can reschedule so you can enjoy your full service.”
Phones
Callers can only hear you. Make every call clear, warm and professional.
Phone etiquette
- Speak clearly, slowly and in a cheerful, professional voice. Callers can’t see your face, only hear you.
- Use your normal speaking volume.
- Don’t eat or drink while on phone duty. Save it for your break.
- No slang or casual language, and never swear. Answer clearly with “yes” or “no.”
- Address callers by title, such as “Good morning, Mr. Brown.” Never use an unfamiliar caller’s first name.
- Listen fully. When taking a message, repeat it back to confirm you have it right.
- Stay patient with upset callers. Listen, then connect them with the right person. Never snap back.
- Always ask before placing a caller on hold, and check back within a few seconds.
- Stay focused on the call. If someone interrupts, let them know politely that you’re with a caller.
Making calls
- Identify yourself on every outgoing call and voicemail: your name, Mosaic Luxury Medical Spa, and our number.
- Keep voicemails brief. Plan what you’ll say before you call.
- Never leave confidential details in a message, and be aware of who can overhear you.

- Open the door for guests.
- Help families with children. Offer cookies, and paper and a pen to draw with.
- Remember the details. If a guest loves a certain chocolate we carry, send some with them. Add preferences to their client notes and use them at the next visit.
- Always smile. Some guests will be difficult, and we don’t know what they’re going through. Smile and work to make it right.

AOD referrals
Turning cosmetic interest from AOD medical visits into Mosaic bookings.
What to listen for
- Cosmetic concerns raised during a medical visit: texture, pigmentation, scarring or aging.
- Conditions that often lead to spa care: acne, rosacea, melasma, sun damage, aging and scarring.
- Comments from the MA, provider or patient such as “cosmetic option” or “the spa can help with this.”
- Medical follow-ups that could lead to maintenance treatments such as peels, facials or lasers.
How to hand off
- Let the Mosaic coordinator know right away when a patient shows cosmetic interest.
- Offer a consultation using the script below, with a simple explanation of the service.
- Book the consultation the same day when possible. Otherwise, schedule it before the patient leaves.
- Include cosmetic recommendations in the checkout conversation.
- Record every referral: who was referred, whether they booked, and what they booked.
Dr. [Name] mentioned you may benefit from [treatment]. Would you like us to set up a cosmetic consultation to explore that?
Your provider recommended [treatment], and our spa team specializes in this. Let me set that up for you.
Same-day bookings protect revenue. A patient who leaves without a consultation booked is a missed opportunity.
